CHAOSHOSPITALITY™

HOSPITALITY BEYOND THE TALKING POINTS.

THE CUSTOMER
DOESN'T GIVE
A DAMN ABOUT
YOUR SOPs.

The customer doesn't care about the process.
They care about the promise.

CHAOS.

Because nobody remembers the process. They remember how you kept the promise.

After more than two decades inside hospitality, Carlos Colloca strips away the language, scripts and systems we hide behind and asks a harder question: did the guest actually feel taken care of?

This isn't an argument against standards. It's an argument for remembering why the standards exist.

CHAOS is available in paperback and on Kindle. Choose your format above.

THIS IS
CHAOS.

Five disciplines. One promise. A way of looking at hospitality from the inside out.

C

CULTURE

Culture is what leadership tolerates, rewards, corrects and models. If the standard changes when the boss leaves the room, it was never the culture.

USE IT: Watch what your team does when nobody is checking. That is the culture you actually built.

H

HOSPITALITY

Hospitality begins where the transaction ends. Answering the question is service. Understanding what the person actually needs is hospitality.

USE IT: Before closing an interaction, ask: did we answer the question, or solve the problem?

A

AUTHENTICITY

Scripts create consistency. They should never erase judgment, personality or empathy. Guests can hear the difference between a response and a recitation.

USE IT: Give people the standard, then teach them why it exists so they know when judgment matters.

O

OPERATIONS

Operations should make the promise easier to keep. A process that protects the system while frustrating the guest needs to be challenged.

USE IT: Find one recurring guest friction point and trace every handoff behind it. Fix the ownership, not the apology.

S

STORY

Guests rarely retell your procedure. They retell the moment somebody noticed, recovered, anticipated or cared. That becomes the story of your brand.

USE IT: Ask your team which guest story from this week is worth repeating — and what behavior created it.

YOUR SOP IS YOUR RESPONSIBILITY.

YOUR PROMISE IS THE CUSTOMER'S EXPECTATION.

MARKET PULSE.

Know your market. See what changed, what is ahead and what deserves your attention.

WHERE DO YOU OPERATE?

Start with the U.S. national view or choose a featured market. City-level intelligence expands only where current, defensible data supports it.

MORE REVENUE.
IS IT MORE PROFIT?

Hotel performance is moving, but topline growth is not the same as operational health. Miami's recent performance deserves a closer look, with weekly results clearly separated from older monthly data.

U.S. OCCUPANCY · OCT 4–10

70.6%

+2.3% year over year.

U.S. ADR · OCT 4–10

$179.58

+4.1% year over year.

U.S. REVPAR · OCT 4–10

$126.79

+6.5% year over year.

Weekly U.S. hotel figures: CoStar, reported October 15, 2026. These are weekly U.S. metrics, not Miami monthly figures.

THE CHAOS TAKE: Higher revenue is only the beginning. Are labor, service recovery and guest loyalty keeping pace?

TAKE IT
TO THE FLOOR.

Five operating questions. Use one in your next pre-shift, leadership meeting or property walk.

What does your reaction teach the team?

Every time an employee brings you bad news, your first response teaches them whether to bring you the next problem early — or hide it until it gets expensive.

TRY: Ask three things first: What happened? What does the guest need now? What do you need from me?

Did we answer the question or solve the problem?

“When is my room ready?” may really mean: Where can I change? Work? Rest? Store my bags? The question is not always the need.

TRY: Before answering, identify the problem sitting behind the words.

Who owns the promise after the handoff?

A log entry is not ownership. If a guest request changes departments or shifts, attach a person, a deadline and a confirmation.

TRY: Replace “I told the next shift” with “Maria owns it by 6 PM and will call the guest.”

Are we fixing the incident or the cause?

Comping breakfast may recover one guest. It does nothing about the room-ready failure that created the complaint.

TRY: After every meaningful recovery, ask what must change so tomorrow's guest never needs the same apology.

Which number changes the decision?

Reports are useful only when they change behavior. Occupancy, ADR and RevPAR matter — but so do labor productivity, flow-through, retention and guest friction.

TRY: In every meeting, identify the number that requires an action, an owner and a date.
